First-contact resolution & troubleshooting

Diagnoses the customer's actual problem with good questions, uses the knowledge base and systems efficiently, resolves on first contact where possible and escalates correctly when not.

Working a queue to AHT, QA & SLA targets

Manages handling time, after-call work, adherence and quality targets simultaneously across voice, chat or email queues without sacrificing accuracy or empathy.

Accuracy, notes & compliance

Records accurate case notes, follows verification, POPIA / data privacy and regulatory scripts (e.g. TCF, FAIS where relevant), and does not promise what policy cannot deliver.

Clear, empathetic communication

Explains solutions, delays and refusals in plain language, matches tone to the customer and channel, and writes clear, correct messages in chat and email.

Reliability, shifts & schedule adherence

Arrives on time for shifts including nights and weekends, stays logged in and adherent, manages breaks, and handles remote-work discipline where applicable.

Resilience & coachability

Recovers quickly after abusive or failed calls, takes QA and coaching feedback without defensiveness and changes behaviour measurably as a result.

Onboarding & driving adoption

Takes new customers from signature to first value with a structured onboarding plan, drives usage of the product or service, and identifies adoption blockers early.

Retention, health monitoring & churn prevention

Monitors account health signals, spots risk early, builds save plans and executes renewals so that retention and net revenue retention targets are met.

Expansion, upsell & commercial conversations

Identifies expansion opportunities from customer outcomes, positions upgrades and additional services without damaging trust, and handles pricing and renewal negotiations.

Escalation management & service recovery

Owns customer escalations end to end: gets the facts, coordinates internal teams, communicates honestly on timelines and recovers the relationship after failures.

Stakeholder mapping, QBRs & executive relationships

Maps decision makers, champions and detractors in the account, runs business reviews that show outcomes in the customer's language, and builds relationships above the day-to-day contact.
