Stays calm under hostility, acknowledges the customer's problem, takes ownership within policy, and lands on a concrete next step the customer accepts.

First-contact resolution & troubleshooting

Diagnoses the customer's actual problem with good questions, uses the knowledge base and systems efficiently, resolves on first contact where possible and escalates correctly when not.

Working a queue to AHT, QA & SLA targets

Manages handling time, after-call work, adherence and quality targets simultaneously across voice, chat or email queues without sacrificing accuracy or empathy.

Accuracy, notes & compliance

Records accurate case notes, follows verification, POPIA / data privacy and regulatory scripts (e.g. TCF, FAIS where relevant), and does not promise what policy cannot deliver.

Clear, empathetic communication

Explains solutions, delays and refusals in plain language, matches tone to the customer and channel, and writes clear, correct messages in chat and email.

Reliability, shifts & schedule adherence

Arrives on time for shifts including nights and weekends, stays logged in and adherent, manages breaks, and handles remote-work discipline where applicable.

Resilience & coachability

Recovers quickly after abusive or failed calls, takes QA and coaching feedback without defensiveness and changes behaviour measurably as a result.
